Why AI Support Struggles with Unpredictable Problems

Instead of overcrowding the queue with password resets and printer problems, every MSP wants users to take care of the basic tasks themselves.
The difficulty is that self-service breaks down as soon as a problem becomes complex. Consider a general "slow laptop" report. The ticket ends up in the incorrect queue despite the system's suggestions for a few simple modifications. After then, an L1 technician must start from scratch and play guessing games to determine whether the problem is a buggy update, poor Wi-Fi, excessive memory consumption, or a background operation consuming the CPU.
Self-service quickly becomes costly when it fails. When you account for numerous escalations and troubleshooting, unsuccessful self-service attempts can quickly increase incident-handling expenses from a typical $6 to $53.
The fact that many AI-driven support products like RMM tools and PSA software are trained on static workflows and historical ticket data rather than live, real-time device information is a major contributing factor to the problem. Devices that violate policy or a localized VPN problem that affects one branch office but not others are examples of how real support environments are always changing.
This is where incorrect presumptions start to appear. Even when the underlying diagnosis is entirely incorrect, the tickets appear well-organized. Half of the support advice are based on AI hallucinations by the time a complaint escalates. The rest of the automated pipeline typically doesn't notice this as quickly as skilled technicians do.
